Prepare before you call
- Write your number and any other number involved.
- Note the date, time and amount.
- Take screenshots of messages or errors.
- Have your ID ready in case the agent verifies you.
- Describe what you expected and what happened.
What to say
Start with one sentence: what happened, when and how much. For example: I bought a data bundle at a set time, money was deducted and the bundle did not arrive. Give details when the agent asks. Stay calm, be clear and note the name or reference number the agent gives you.
- Your wallet PIN.
- Any one-time code sent to your phone.
- Your online banking details.
- Passwords.
Real support will not ask for these. If someone does, end the call.
Common issues and where to take them
| Issue | What to do |
|---|---|
| Failed top-up | Wait 15 minutes, check the balance, then call 100 |
| Bundle did not arrive | Check the app, wait a few minutes, then call 100 |
| Lost or stolen SIM | Call 100 from another phone at once |
| Wrong charge | Call 100 with the date, amount and messages |
| Mobile money problem | Contact wallet support and customer care |
If your problem is not solved
- Ask for a reference number.
- Ask when you will hear back.
- Follow up using the reference.
- Visit an official outlet if you can.
- Keep records of every call and message.
Sample message when you cannot call
Keep it short and factual: My number is [number]. On [date] at [time] I tried to buy a bundle for [amount]. The amount was deducted and I received no bundle. I have a screenshot of the message. Never put your PIN, passwords or one-time codes in a message.
Avoid fake support
- Do not call numbers from random posts or messages.
- Do not click links in messages that say your SIM will be blocked.
- Do not give a code to someone who says they are from MTN.
- Check a number in the app or on the official site before you call.
Visiting an outlet
- Go with your ID and the phone that has the problem.
- Bring screenshots and receipts.
- Ask the staff to note your complaint and give a reference.
- Ask how long a fix should take.
Try again at a quieter time or use WhatsApp, the app or an outlet.
Ask for escalation and a reference number.
Use the app, WhatsApp or email, or ask someone in Uganda to visit an outlet.
After the call
- Write down the reference number and the time of the call.
- Note what the agent promised and by when.
- Check your balance or service later that day.
- Follow up using the same reference if nothing has changed.
Best times to call
Lines can be busy at the start and end of the day and on paydays. If your issue is not urgent, try mid-morning or mid-afternoon on a weekday. For urgent problems such as a stolen SIM, call at once.
Keep your own support file
Create a note on your phone called Support. Add your number, the date of each problem, the reference you received and the result. When something happens again you will not need to start from nothing.
Good support starts with good preparation. Know the contact, write down the facts, protect your PINs and keep the reference.
